# Handing calls to a human: transfers done right

A good voice agent knows its limits. When and how to transfer a call to your team, with a summary so nobody repeats themselves.

The fastest way to lose a customer's trust is an agent that won't let them reach a person. The best agents handle the routine calls end to end and hand over everything else gracefully.

## When to transfer

Write the triggers into the prompt explicitly:

-   The caller asks for a person, a manager or "customer care".
-   The caller is upset, or repeats the same complaint twice.
-   The request is outside the agent's job (a refund dispute, a medical question, a legal complaint).
-   The agent has failed to understand the caller twice in a row.
-   Anything urgent or safety-related.

## Set up targets

Add transfer targets with a name, a number and a description of when to use each: "Front desk: appointment problems the agent can't solve", "Billing team: payment disputes". The agent picks the target that matches the situation.

## Warm handovers

With summaries on, the person who picks up hears (or sees) a short summary of the call so far: who the caller is, what they want and what has been tried. The caller doesn't have to start again, which is most of what makes a transfer feel good.

Tell the caller what's happening before the transfer: "I'm connecting you to our billing team now, please hold."

## When nobody answers

Plan for transfers outside office hours or when the team is busy:

-   Set the agent's transfer message and hours so it doesn't transfer to an empty office.
-   Offer to take a message instead, and capture the callback number and reason as analytics fields.
-   Send those to your team by webhook so someone calls back.

## Learn from every transfer

Transfers are the best list of what to teach the agent next. Each week, look at why calls were transferred. If the same reason comes up often and it's something routine, add it to the agent's job.
